Almost every complaint a care home receives is, underneath, a communication failure. Something happened, and the family found out late, or in the wrong way, or from the wrong person. This module is the written half of that relationship: the letters, handbooks and conversations that carry a family from the first enquiry through admission, through a fee change or a hospital transfer, and — for most residents — through a death and a bereavement.
It matters regulatorily as well as commercially. Regulation 9 requires care designed around the person, which means their family and representatives are involved. Regulation 10 governs how people are treated. Regulation 16 sets the complaints duty, and a well-written stage 1 acknowledgement resolves more complaints than any escalation process. Regulation 20 requires candour when something goes wrong — and a duty-of-candour conversation is much easier when it is not the first honest conversation you have had with that family. The handbooks and fee information also engage consumer law: the CMA has been explicit about what care homes must tell prospective residents, and when.
What this module is written against
Written for England. Every citation below is a CQC regulation, an English statutory instrument, or national guidance an English care home is measured against — no generic UK-wide hedging.
- CQC Regulation 9 and 9A
- Person-centred care and the right to receive visitors — families and representatives involved in planning and kept informed.
- CQC Regulation 10
- Dignity and respect — including how a death, a complaint or a difficult decision is communicated.
- CQC Regulation 16
- Receiving and acting on complaints — acknowledgement, investigation, outcome, and the Ombudsman route.
- CQC Regulation 20
- Duty of candour — the notifiable safety incident conversation, the apology, and the written follow-up.
- Consumer Rights Act 2015 and CMA guidance
- Fees, contract terms and pre-admission information — what a home must disclose, and when, to prospective residents.
- UK GDPR
- What may be shared with a family member, and the lawful basis for doing so where a resident lacks capacity.
